How to reply to a negative Google review without making it worse
The next customer reads the 1-star thread more carefully than your ten 5-stars. Your job in public is not to win. It is to show you are a business that picks up the phone.
What to put in the public reply
- First name if they used one.
- One specific detail from their complaint (wait, billing, food, a named staff issue handled as ‘our team’ unless you must address a person).
- A real email or phone that a human answers.
- A stop. Long defenses read as guilty or petty.
What never to put
- A play-by-play that re-litigates the visit.
- Health facts, other patients’ names, or anything a clinic should not publish (HIPAA-shaped caution even outside healthcare).
- ‘We’ve never had this complaint before’ as a dunk.
- A keyword paragraph about being the best plumber in the city. You will look like a bot and you may look like spam.
Formula
I’m sorry this happened. We heard [detail]. Please contact [channel] so we can make this right privately. Then go do the private part. A public apology with no follow-through is worse than a slow reply.
Staff named in the review
Do not pile on an employee in public and do not pretend it didn’t happen. ‘We’ll address this internally’ plus a manager callback is the adult version. HR conversations do not belong on Google.
Why 1-star must not auto-post
Models miss sarcasm, miss refund policy, and will cheerfully thank someone who accused you of theft. Auto-send 5-stars if you want. Keep 1-star in the queue. That rule is baked into reviewsGBP; it should be baked into your process even if you type by hand.
